Resumen

Las fusiones y adquisiciones son una estrategia común en el sector bancario español, y las actividades y cambios que provocan tienen un importante efecto en la relación con los clientes de este tipo de entidades. Estos procesos suponen muchos cambios y muy rápidos que generan gran incertidumbre en los clientes, al tiempo que afectan significativamente a su percepción sobre la entidad, y, en particular, a su vinculación e identificación con la misma. Por ello, el objetivo de esta investigación es analizar el efecto de las fusiones y adquisiciones bancarias en la relación entre la variación de la imagen percibida por el consumidor sobre la entidad y la identificación de los consumidores con la misma, así como el rol moderador de las variables demográficas y variables de comportamiento bancario. A través de un modelo de ecuaciones estructurales y utilizando una muestra de clientes de entidades fusionadas en España, los resultados sugieren que los consumidores perciben un descenso en su identificación con la entidad explicado por la percepción de cambios en la actitud y comportamiento de la entidad y del personal así como por la comunicación que se produce durante y tras el proceso de fusión o adquisición. Además, se confirma el papel moderador del género y el nivel de educación de los consumidores en la relación entre la variación de la imagen y la identificación.
